Hotel Experience Auditors · Europe

Your guests notice
what your team
no longer sees.

One GM moved from 8.1 to 8.6 on Booking.com in three months. Another rewrote their service recovery the same week the report arrived. Anonymous end-to-end audits — 100-point scored report and a strategic debrief delivered by someone who stayed as an ordinary guest.

The Audit

One stay.
Every detail.

A Marque & Key auditor books your hotel as an ordinary paying guest — no announcement, no special treatment. We evaluate every touchpoint a real guest encounters, from the first click on your booking page to the farewell at checkout.

“Guests form their opinion
in the first ninety seconds.”

How it works

Five phases.
Zero compromises.

The process is designed so that your team performs at their natural, everyday level — not a rehearsed version of it. That is the only way the findings are worth acting on.

01
Contract & deposit

Agreement signed, 50% deposit received. Audit window set — the GM knows an audit is coming, not when.

02
Pre-arrival tests

Online booking UX, telephone reservation, and email enquiry evaluated before any physical visit.

03
Anonymous visit

Auditor stays as an ordinary paying guest. All 12 touchpoints assessed in real time. Identity never disclosed.

04
Report delivery

Scored PDF report delivered within 7–10 business days. Balance invoice issued simultaneously.

05
GM debrief

Video session with the General Manager. Findings presented, questions answered, priorities set.

The auditor's identity is never disclosed — not during, not after.

Staff will not know an audit is taking place. The exact date, room booking, and auditor alias remain confidential at all times. This is non-negotiable — and it is what makes the findings credible.

"We thought our check-in was our strongest touchpoint. The report showed it ranked last. Three months later our Booking.com score moved from 8.1 to 8.6."

"The complaint scenario test was uncomfortable to read. It was also the most valuable page in the entire report. We rewrote our service recovery procedure the same week."

For whom

Built for hotels
that care about
the details.

Strong physical product. Inconsistent service delivery — and you can see it in the reviews. Guests praise the rooms, flag the staff. You suspect the gap is real but you have no objective evidence. That is exactly the profile Marque & Key was built for.

Boutique Independents

Independent properties where the guest experience is a primary differentiator and every review matters.

Typical trigger: Review score plateau
SPA & Wellness Resorts

Properties where the wellness journey extends beyond the treatment room — arrival energy, therapist interactions, post-treatment care.

Typical trigger: Spa revenue underperforming
Fine Dining Hotels

Hotels where F&B is a destination in itself — where service culture, menu knowledge, and table experience define the reputation.

Typical trigger: Inconsistent F&B feedback
New Openings

Hotels in the first 12 months of operation — before bad habits are embedded and while standards can still be set correctly.

Typical trigger: Pre-launch or first season

About

Not a consulting firm.
A precision instrument.

Marque & Key was built by someone who spent seven years inside the industry — long enough to understand what genuine luxury service feels like, and why it so often falls apart the moment management stops watching.

The audit is not a checklist handed to a hired mystery shopper. Every evaluation is conducted with the same critical eye and professional standard. The methodology is consistent, the criteria are exacting, and the report says what it found — not what the client hopes to hear.

Common questions

Everything you need
to decide.

No. Only the General Manager is informed — and only that an audit will happen within a defined window, not the date, time, or identity of the auditor. Your team performs exactly as they would for any ordinary guest. That is the only way the findings are credible.
A lower score is more valuable, not less. It means the audit identified real gaps before your guests did — or before they wrote about them publicly. The report tells you exactly where the issues are and what to do about them. Hotels that score 60–75 typically see the most significant operational improvement after acting on the findings.
Once the agreement is signed and the deposit received, we agree on an audit window of 2–8 weeks. The anonymous visit happens within that window. The scored PDF report is delivered within 7–10 business days of the visit. The GM debrief is scheduled within two weeks of the report.
Completely. Your score, findings, and all report content are covered by a mutual NDA embedded in the agreement. Marque & Key will never publish, reference, or share your results — not even anonymously — without your written consent. The report is yours alone.
Yes — especially so. High-performing hotels use the audit to confirm what is working, identify the 2–3 touchpoints holding them back from exceptional, and produce an internal benchmark to measure against. Several clients have used their score in staff development programmes and ownership reporting.
The auditor stays for two nights as an ordinary paying guest. This is the minimum required to evaluate all 12 touchpoints properly — including the pre-arrival sequence, arrival and check-in, in-room experience, at least one F&B interaction, a complaint scenario, and check-out with post-stay follow-up. A single night would not allow a complete and credible evaluation. The cost of both nights is reimbursed by the hotel on the final invoice.
